Ask five vendors what their "AI copilot" does and you will get five different answers, ranging from "it writes replies" to something closer to a full AI agent. For support specifically, a Copilot has a narrow, useful job: make the human faster and more consistent, without ever sending anything itself.
Three things Copilot does on a real ticket
- Summarizes the thread. A 14-message back-and-forth becomes three sentences: what the customer wants, what has been tried, what is still unresolved — so a second agent picking it up does not have to read the whole history.
- Drafts a reply. Grounded in the knowledge base and the thread so far, not a generic template — the agent edits or sends as-is, but never sees a blank box.
- Answers a question from the knowledge base, mid-conversation, so the agent does not have to alt-tab to search documentation while a customer is waiting.
A concrete example
A customer messages that their order still shows "dispatched" three days after it should have arrived. Copilot pulls the order status from context already in the thread, drafts a reply that explains the courier delay, references the shipping policy for a delay credit, and cites the source article — all before the agent has finished reading the first message. The agent edits one sentence to add a personal note and sends it. That is the whole interaction: seconds, not minutes, and the answer is grounded in policy rather than improvised.
What Copilot deliberately does not do
It does not send anything without a human clicking send. It does not make judgment calls on refunds, account closures, or policy exceptions. That boundary is not a current limitation waiting to be removed — it is the point. A tool that assists a human should not quietly become one that replaces the moment a vendor feels confident enough.
